An exploratory study of factors affecting customer loyalty : a case study in freight forwarder company
Abstract:
In regard to the highly competitive environment of todays freight forwarding market, it is suggested that a strong relationship between service providers of third-party logistics (3PLs) and their customers should be developed and maintained for survival and growth. This paper aimed to integrate a conceptual model concerning relationships among antecedent factors influencing customer loyalty (CL), including logistics service quality (LSQ), customer relationship management (CRM), customer satisfaction (CS), and customer engagement (CE) in the context of Thai culture. This study applied a quantitative methodological approach with a cross-sectional study. In this research, 250 participants were representatives of business customers using freight forwarding service across sectors. The results confirmed that logistics cost reduction and order management capacity as part of output quality and capability quality of LSQ, and organizational soundness as part of CRM are significant predictors of transaction-specific satisfaction and overall satisfaction. Customer orientation and information technology as part of CRM are significant predictors of customer trust. Customer knowledge management as part of CRM and overall satisfaction are significant predictors of customer commitment. Meanwhile, the results indicated that customer trust and customer commitment are significant predictors of customer loyalty.
